Overview
- Product: Jira Service Management (JSM) by Atlassian.
- Primary purpose: IT Service Management (ITSM) — managing service requests, incidents, problems, and changes.
- Platform: Built on Jira with native integration points to Confluence and collaboration tools such as Slack and Microsoft Teams.
- Compliance: Source material notes data residency options in Germany and the EU to support GDPR requirements.
Note: Acronyms defined when first used — ITSM (IT Service Management), ITIL (Information Technology Infrastructure Library), CMDB (Configuration Management Database), SLA (Service Level Agreement), AI (artificial intelligence).
ITIL 4 alignment
JSM is described as certified for ITIL 4 core practices out-of-the-box. It provides dedicated queues and workflows designed to support the following core processes:
Service Request Management
Handles standard user requests such as provisioning devices or password resets through configurable request types and fulfillment workflows.
Incident Management
Manages responses to unplanned interruptions of IT services (for example, website outages), enabling teams to restore service quickly.
Problem Management
Supports investigation into root causes of recurring incidents to reduce recurrence and improve long-term stability.
Change Management
Controls the lifecycle of changes (for example, server deployments) to minimize risk and disruption to services.
Customer portal and SLAs
JSM includes a customizable Customer Portal that lets employees or external customers submit tickets without exposing the Jira backend. The portal can link to Confluence to surface a knowledge base and enable ticket deflection (users resolving issues before creating tickets).
The built-in SLA (Service Level Agreement) engine tracks metrics such as Time to First Response and Time to Resolution, providing visual alerts (for example, color changes) when tickets approach SLA breaches.
Assets (CMDB) and virtual agents
JSM includes a native Assets feature (formerly called Insight), serving as a Configuration Management Database (CMDB) to track hardware, software, licenses, and the relationships between them. Assets can show which services and users are impacted when an asset (for example, a server) fails.
Atlassian has also integrated virtual service agents using AI into JSM. These AI-powered bots can interact with users via Slack or Microsoft Teams, interpret natural language, and automate routine requests to free human agents for higher‑complexity work.
Common pitfalls
- Over-customization: Excessively complex workflows can hinder agent efficiency.
- Neglecting the knowledge base: Failing to integrate and maintain Confluence reduces ticket deflection and increases volume.
- Poor CMDB mapping: Incomplete or inaccurate asset mapping during implementation undermines incident and change management effectiveness.
